Years ago, I had the privilege of working for the world's largest airline. At one point, I had the fortune of working under the tough-as-nails CEO. His sharp words often held wisdom, even amid his sternness.
I once presented a business case to optimize a long-haul route’s profitability, transforming business class from 25 to 99 seats. The CEO's words during my presentation still echo: "Differentiate through customer service, and we’ll continue to fill every seat." Indeed, in a sea of identical silver tubes flying around the globe, only service really stands out.
These words could have united the 110,000-strong team. Yet, a smaller rival airline, excelled in customer care, prompted envy from our CEO.
Despite being a giant, we rapidly lost focus on service, earning an ironic 'stainless steel airline' label. The rival airline's adoration for customers thrived.
This tale unfolds with our once-mighty airline facing many hardships and even bankruptcy. Some blame external factors, but I know it was our lack of focus on customer care that hurt us. Our CEO recognized the importance early on, but he was consumed by other seemingly more important matters.
Across the street, the other airline embraced customer care. Their DNA oozed service, from the founder to each and every employee. They knew how to foster loyalty and created a brand people could believe in. Although they faced challenges from time to time - and still do, their commitment to an exceptional customer journey remained unwavering.
Today, focusing on customer experience is table-stakes. Companies must re-imagine and elevate the entire customer journey.
We must seek out and learn from those who excel at service. Hiring passionate individuals and training them to provide best-in-class customer service is essential. Harnessing real-time data to personalize experiences also adds yet another layer of excellence.
In any business, the human aspect defines the experience. We all know that even a simple act can substantially transform sentiment. Companies need to understand and embrace this, creating lasting, frictionless memories for customers.
